3 Critical Steps To Stop Mr. Grumpy’s Blood From Boiling

Angry customer“Do we HAVE to send Mr. Ticked Off a survey?  His purchase was a disaster and he’s going to let us have it!”

Now we’ve all had a transaction or two that got just plain jacked up, for whatever reason.  Here are some suggests on what to do when things go sour…

3 critical steps to mitigate the damage: 

  1. MOST IMPORTANTLY, offer a heart-felt, sincere apology.  Not the “I’m sorry for any inconvenience this may have caused” robotic BS that other companies offer.  That will actually fan the flames.  Instead, a GENUINE, “I’m so sorry,” like you’d offer a friend going through a rough time.
  2. Next, accept responsibility for their poor experience, EVEN IF it was not entirely your fault.
  3. Finally, share what you’ve learned from the experience and what changes you’ll make to avoid a similar situation in the future.

The more we can take responsibility and show genuine concern for the customer, the more likely they’ll forgive us.  The more we try to prove it wasn’t our fault (even if it wasn’t) or (worse yet) to prove them wrong, the angrier they’ll get.  Which do you want, a little humble pie, or them posting how we stink to their 1,500 Facebook friends?

A PRO takes responsibility, apologizes, and builds new checks and balances
into their process to avoid the situation in the future.

Will it work EVERY time?  Of course not, but more often than not, Mr. Grumpy’s blood will stop boiling.  Yes, we may still have an unhappy customer, but we’ll likely avoid a PR nightmare that will cost us all business.

Dropped by Kevin’s office for a few minutes earlier in the week.  After the arduous task of  clearing every word with those darned FCC compliance types and his modeling agency (ok, not really), he agreed for me to post this quick video of him in action!  🙂 

Bontrager as a kidAlthough he’s tremendously successful in his career as a financial planner, I love the way Kevin and his team at Northwestern Mutual Financial Network maintain such a humble, service-oriented attitude.  He took time out of his busy day to school me on the differences in life insurance types for me in terms of renting versus owning.  Heck, even I could understand that!

I was a bit confused at first, but now I get it!  Think Groupon meets Salvation Army!  The program is designed to give back by working with local businesses, consumers and charities. Each participating retailer comes up with a creative offer as a customer incentive.  For example, let’s take a look at how Bandido’s is participating.

Who knew?  Philo T. Farnsworth, the inventor of TV, set up shop right here in Fort Wayne.  Want to see where he lived?  Just go east on E. State Blvd a few blocks to the corner of St. Joseph Blvd & E. State.  There you’ll find the beautiful historic home of Philo himself!

According to Wikipedia (which of course, is absolutely accurate!):

“In 1938, Farnsworth established the Farnsworth Television and Radio Corporation in Fort Wayne, Indiana, with E. A. Nicholas as president and himself as director of research.[26] In September 1939, after a more than decade long legal battle, RCA finally conceded to a multi-year licensing agreement concerning Farnsworth’s 1927 patent for Television totaling $1 million. RCA was then free, after showcasing electronic television at The New York World’s Fair on April 20, 1939, to sell electronic television cameras to the public.[22][26]

Farnsworth Television and Radio Corporation was purchased by International Telephone and Telegraph (ITT) in 1951. During his time at ITT, Farnsworth worked in a basement lab known as “the cave” on Pontiac Street in Fort Wayne. From here he introduced a number of breakthrough concepts, including: a defense early warning signal, submarine detection devices, radar calibration equipment and an infrared telescope.”

After many years as a mortgage loan originator I was frustrated by how difficult it was to quickly give a Realtor or a home buyer an accurate estimate of the money they would need for closing.  Sure, we all have access to mortgage payment calculators, but that won’t tell you how much you’ll need for closing, the difference between lender-paid closing costs, interest rates, etc.  Furthermore, I could not easily email or print out samples from a mortgage payment calculator. 

Soooooooo, I came up with a fabulous idea, if I do say so myself!  It tested every “tech savvy lender” bone in my body, but I developed my top secret mortgage payment calculator!  Watch the video to see it in glorious action!

What do you think?  How cool is that!?!  Realtors and borrower alike were shocked to see how effortlessly I could accurately estimate their monthly payments and money needed to close, etc.  Within 2 minutes this top secret mortgage payment calculator can knock out what loan origination software used to take 15 minutes to do.  Who wants to wait around 15 minutes????  Not me.  Not you.  Not my borrowers.  And certainly not the Realtors I deal with.

How to Give Your Parents Ulcers When Buying Your First Home

As a home mortgage specialist I get a lot of requests for home-buying advice.  One thing that still haunts me from my pre-mortgage days as a full time Realtor was first time home buyers bringing their parents to look at “The ONE!”  Here’s what I mean…

A young couple would get pre-approved, decide what their dream home would be like, pick out from the available homes for sale.  Into the car we’d jump!  2 days, 4 hours, 16 minutes and 42 houses later we would find THE ONE!  The PERFECT house, new on the market, priced right, BINGO!

It was at that point that the excited, and somewhat terrified, home buyers would say those words that will strike fear into even the most icy-veined Realtors alive… “I’d like to get my parents’ opinion before we make an offer.”  Crash.  And.  Burn.

The poor parents, who have NOT seen the other 41 dumps, and who haven’t purchased a home for 15 years, then get dragged out to look at said cream-puff at 9pm on a Saturday night in April…  And what do you suppose they say with nothing to compare the house to, and not having a clue what houses are selling for since they bought theirs in 1988? 

You guessed it!  Scared to death to give their stamp of approval for fear of “helping” little

Alex and Bethany make the worst decision of their life, they say…  “Seems like for $X you should be able to get a nicer place than THIS…”

Now Alex and Bethany have got a heckofa quandry on their hands!  Buy what they KNOW is a great house at a great price AGAINST Mom and Dad’s advice (and have to suffer the “I told you so’s” for the rest of their lives), or go on looking, knowing that this IS their house…

Don’t let that happen to you!  If you’re going to rely on someone’s advice other than your own, GET THEM IN THE CAR from day one!  You will thank me.  Your Realtor will thank me.  And YES, they will thank you.  It’s not fair to put them in the situation of asking for their blessing without having seen the other 41 houses just like you!

First Time Home Buyers – How NOT To Be Broke Your Whole Life

As a mortgage professional I get lots of questions in the “How much should a first time home buyer spend on their first home?”  Well, long before I was a lender for four years…  long before I was a Realtor for 7 years….  I bought my first home.

I was managing the suit department of the Gentry Shoppes in Northcrest when I was a first time home buyer right here in Fort Wayne, IN.  I thought you guys might enjoy seeing my VERY humble beginnings.  As you can tell, I’ve never been a fan of peer pressure!  LOL.

Now granted, I was single, no kids, and barely 21 years old.  A one bedroom 650 square foot house for $19,900 (or something like that) may not be practical for you as a first time home buyer.  But rest assured, neither is a $225,000 4 bedroom 3,500 square foot mini-mansion!

As my mentor, Jim Rohn, used to say, “If your outgo exceeds your income, your upkeep will be your downfall.”  Amen, Jim!

Stay conservative, my friends.  As yourself, “What can I afford with my eyes closed?  What can I afford if one of us loses our job?  What can I afford on a 15 year mortgage?  What will allow me to start building my investment portfolio and still visit Applebee’s from time to time?”

And for God’s sake, whatever you do, unless you want to be broke your whole life, DO NOT ask your mortgage lender how much you can qualify for (unless it’s me, then you’re safe!)!!!  If you borrow up to the amount a mortgage lender can qualify you for you almost guarantee yourself a life of incredible financial pain and suffering!  DON’T DO IT!

Attracting Referrals Through Authenticity – Know ==> Like ==> Trust ==> Referral

Kicking, coercing, cajoling, nudging, pushing, pleading…  For years now I’ve been attempting to get struggling Realtors and lenders to understand this simple, yet profound, truth:

People will not refer you until they know you, like you and trust you.  Period.

But I send them a postcard every month!  The post office thanks you!

But I sponsor their son’s little league team!  You are a wonderful philanthropist.

But my average days on the market is 80 days less than X Realtor!  Your marketing plan must be excellent.

Do your prospects KNOW YOU – the REAL you?  Not that you work for Re/Max and drive a Cadillac.  Not that you have bus huts out by the mall.  Not that you won black diamond producer of the century.  Do they know YOU – the YOU that is a mother, a father, a church volunteer?  The YOU that has insecurities about your bald spot and your bushy eyebrows?  The YOU that is mentoring the kid across the street.  The YOU that is into hair bands and gardening.  People cannot connect with us until they know us, not some facade of a person who we think we SHOULD be, but a transparent human being packed with good and bad, hopes and dreams, fears, etc.  In other words…  A person just like all of us!

Now, if they do know you…  and you’re a real jerk, that’s probably not going to help!  As my Realtor friend Jared Chistiansen said, “If you’re a jerk in real life, you’re probably going to be a jerk on Facebook!”  Here’s a guy that’s crushing it bigtime, not through some fancy marketing campaign but by being who is to the core!  He’s got a bit of a potty mouth (okay, a LOT).  He doesn’t like crowds.  He is addicted to Facebook.  And you know what, because he doesn’t try to hide all that and be someone he’s not, people LOVE him and want to do business with him and send their friends his way.  Why?  Authenticity.  Transparency!  You go, Jared!

Now that people KNOW you, AND they LIKE YOU, do they actually TRUST you?  Don’t you know LOTS of Realtors and even more lenders?  God knows I do!  Many of them I LIKE a lot.  They make me laugh.  They’re super-friendly when I see them down at Club Soda or the gym.  Some of them are doing a lot of business.  But guess what, a few of them I don’t TRUST…  So, no bid-ness for you!  Question:  Why in the world would I risk my hard-earned reputation by sending a friend to someone I don’t trust 100%?  Answer:  I wouldn’t!

Eric Qualman, in Social Media Revolution 2, makes this staggering claim:

“78% of consumers trust peer recommendations.  Only 14% trust advertisements.” 

Friends, that is BEYOND staggering.  What it means is this: The highly marketed, well-positionned, glossy Realtor or lender of the past who relied on marketing and advertising is going the way of the dinosaur.  In fact, let’s call them Realtorsauruses and Loan Offisauruses!  Bye, bye.

The age of transparency is upon us, here and now!  If you lack character and have been relying on sales “tactics” rather than character –  You know, the ABCs “Always be closing,” alternative of choice close, etc, your days are numbered.  If you’ve been able to keep your funnel full based on advertising and Bus Huts the sun is setting on you. 

Go to the mirror right now, look directly into your own eyes, and ask yourself, “Am I the type of Realtor that I would be excited to do business with?  Does my true character alone attract the people to me that will allow me to live the life I’ve imagined?”  If so, congratulations!  Success may have eluded you to this point, but it will soon come to rest gently upon your shoulder. 

Now go confidently into the marketplace and let your true self shine through, knowing that success is close at hand.  People will soon know you, like you, and trust you.
